I attended a two day Conflict Management course at Victoria station in December 2006.  The course was presented by Andy Neal of Protaris.  All the delegates were from Network Rail and the train operating companies that use Victoria.

 

The content of the course was excellent and very well delivered, covering all the elements that would be relevant to people who interface with the public at a railway station.  This included; recognising triggers to conflict through body language, other aggressive behaviour and drug and alcohol misuse, dynamic risk assessment on approaching difficult situations, maintaining escape routes, supporting colleagues, making staff aware of how their own behaviour can contribute to aggression in others.

 

Andy was careful to make sure that all the delegates felt that they could contribute to the discussions and he checked that they understood the concepts he was presenting.  I'm sure the delegates, who were from Network Rail, Southern and Southeastern, will have felt the same way.

 

The primary focus was to improve the ability to communicate effectively with customers to de-escalate conflict.  Self defence was not a part of the course however, some elementary breakaway techniques were practised and were a welcome diversion from the rest of the course for a few minutes.

 

The course underlined the value of having a specialist presenter, like Andy, who was so knowledgeable and experienced in his subject and was able to deliver it with great enthusiasm in a manner that involved everyone who attended the course.

 

The reason for sending people on the course was to equip staff who regularly deal with the public in their work with the skills to recognise and resolve conflict situations.  This will reduce the risk to them of being abused, threatened or assaulted.

 

The benefits to the rail industry will then come from reduced numbers of such incidents with fewer staff days lost to injury or trauma, better morale and satisfaction and lower turnover of staff.  Further advantages should be apparent if customers are less fearful of travelling on the railway and feel that they are being dealt with in a constructive and informative way.
